Social media is no longer only a place to publish. For many customers it is where they ask questions, complain and decide whether to trust you. That makes community management, the daily work of replying, moderating and listening, a core part of the job. Here is what the data says about expectations and how to set up a response routine a small team can sustain.
What customers expect
| Finding | Source |
|---|---|
| Most consumers want brands to respond within 24 hours or sooner | Sprout Social Index |
| 80% of consumers use social media more than a year earlier to engage with brands about customer service | Sprout Social consumer pulse survey (2,000+ consumers in the US and UK) |
| 61% of executives see better customer service as essential to building loyalty | PwC survey, 2023 |
| 32% of consumers have stopped buying from a business after a bad service experience | PwC survey, 2023 |
Sprout does not publish a single benchmark for average response time, so we would not promise one. The clear message is that 24 hours is the outer limit most people accept.
A response routine for a small team
- Set a service level: for example, reply to messages and comments within one business day, and say so on your profile.
- Check inboxes at fixed times, such as morning and late afternoon, instead of all day.
- Sort what arrives: questions, complaints, praise, spam. Each type gets a template opening, then a personal answer.
- Move sensitive issues out of public comments quickly, with a public reply that shows you are handling it.
- Escalate to the right person: sales questions to sales, refunds to support.
- Log recurring questions. They are content ideas and website fixes.
Community management is also listening
Track brand mentions, including unlinked ones, and note whether the tone is positive, negative or neutral. A pattern of the same complaint is a signal about the product or service, and the fix belongs there.
What not to do
- Delete criticism unless it breaks clear rules such as abuse or spam.
- Reply with copy-pasted text that ignores the person’s actual question.
- Promise response times you cannot meet.
We handle this for clients. See our community management service or talk to us.
